We are looking for a talented and enthusiastic Frontline Specialist to join our Contact Center team within the COO domain

The responsibility of this role is to oversee the day-to-day operations of our Contact Center front-line team. This role is pivotal in ensuring high-quality customer interactions optimizing team performance and driving continuous improvement in service delivery. Additionally this role involves managing data extraction to provide the Contact Center Front team with the necessary insights for effective follow-up on customer support activities and strategic decision-making. This role will also be responsible for building consistent reports and dashboards to support decision-making in a fast-paced environment.

Your key responsibilities:

As a Frontline specialist you will:

• Lead and supervise the BPO team of front-line agents ensuring adherence to performance standards and KPIs.
• Monitor real-time operations including call and chat volumes agent availability and service levels.
• Provide coaching feedback and support to BPOs Force team to enhance customer experience and operational efficiency.
• Cooperate with Workforce Management to ensure optimal staffing and compliance with our requirements
• Collaborate with Quality Assurance teams to ensure service quality and enhance customer satisfaction
• Act as the first point of escalation for complex customer issues ensuring timely and effective resolution.
• Analyze performance data and generate reports to identify trends gaps and opportunities for improvement.
• Support the implementation of new tools processes and training initiatives.
• Foster a positive and inclusive team culture focused on customer satisfaction and continuous learning.

• Desirable experience in a supervisory or lead role within a Contact Center environment.
• Strong leadership and interpersonal skills with the ability to motivate and develop teams.
• Experience with omnichannel support (voice and chat).
• Proficiency in Excel and SQL. Experience withSAS Python and PowerBI is a plus
• High analytical skills and mindset insights generation and critical mindset. Challenge the status quo.
• Familiarity with developing dashboards for the proper follow up of the teams KPIs
• Excellent communication and problem-solving abilities.
• Knowledge in Contact Center technologies (e.g. CRM systems telephony platforms workforce management tools).
• Familiarity with performance metrics such as AHT FCR CSAT
• Ability to work in a fast-paced customer-focused environment.
• Native in Spanish and fluent in English; additional languages are a plus.
• Enthusiasm for working in a multidisciplinary environment and in strong coordination with another teams inside the bank and with our Partners.

Tu rol y entorno de trabajo:

Estamos buscando a una persona con talento y entusiasmo para unirse a nuestro equipo de Contact Center dentro del dominio COO.
La responsabilidad de este rol es supervisar las operaciones diarias de nuestro equipo de primera línea del Contact Center. Este rol es clave para garantizar interacciones de alta calidad con clientes optimizar el rendimiento del equipo y fomentar la mejora continua en la prestación del servicio. Además este rol implica gestionar la extracción de datos para proporcionar al equipo Front del Contact Center los insights necesarios para un seguimiento eficaz de las actividades de soporte al cliente y la toma de decisiones estratégicas. También será responsable de construir informes y dashboards consistentes para apoyar la toma de decisiones en un entorno dinámico.

Tus responsabilidades clave:
Como Frontline Specialist tus funciones serán:

• Liderar y supervisar al equipo BPO de agentes de primera línea asegurando el cumplimiento de los estándares de rendimiento y KPIs.
• Monitorizar las operaciones en tiempo real incluyendo volúmenes de llamadas y chats disponibilidad de agentes y niveles de servicio.
• Proporcionar coaching feedback y soporte al equipo Force de BPO para mejorar la experiencia del cliente y la eficiencia operativa.
• Cooperar con Workforce Management para garantizar una dotación óptima y el cumplimiento de nuestros requisitos.
• Colaborar con los equipos de Quality Assurance para asegurar la calidad del servicio y mejorar la satisfacción del cliente.
• Actuar como primer punto de escalado para incidencias complejas de clientes asegurando una resolución eficaz y a tiempo.
• Analizar datos de rendimiento y generar informes para identificar tendencias brechas y oportunidades de mejora.
• Apoyar la implementación de nuevas herramientas procesos e iniciativas de formación.
• Fomentar una cultura de equipo positiva e inclusiva centrada en la satisfacción del cliente y el aprendizaje continuo.

• Experiencia deseable en un rol de supervisión o liderazgo dentro de un entorno de Contact Center.
• Fuertes habilidades de liderazgo e interpersonales con capacidad para motivar y desarrollar equipos.
• Experiencia en soporte omnicanal (voz y chat).
• Dominio de Excel y SQL. Experiencia con SAS Python y PowerBI es un plus.
• Alta capacidad analítica y mentalidad crítica generación de insights y cuestionamiento del status quo.
• Familiaridad con el desarrollo de dashboards para el seguimiento adecuado de los KPIs del equipo.
• Excelentes habilidades de comunicación y resolución de problemas.
• Conocimiento en tecnologías de Contact Center (p. ej. sistemas CRM plataformas de telefonía herramientas de workforce management).
• Familiaridad con métricas de rendimiento como AHT FCR CSAT.
• Capacidad para trabajar en un entorno dinámico y orientado al cliente.
• Nativo/a en español y fluidez en inglés; otros idiomas son un plus.
